This thesis is made as a project for Viking Line. The project was to plan a customer ser-vice chat on the website and to implement this new customer service channel for Viking Line travel service. The project considers the phases of the project that are based on the-ories of Macheridi and Ekholm.
The main purpose with this project is to plan and launch the chat on the websites and to implement it as a functioning tool in the travel services. The demand for this new ser-vice is to make customer service run more smoothly through quick chat contacts and to reduce the protracted e-mail exchange and telephone queues. The chat is available for the customers beside the online booking system. Through the chat customers get help straight away with their reservations. This is expected to raise the conversion rate of the websites and increase the sales. The thesis begins with theory about online services. In this chapter I have gathered information about earlier studies on what kind of ad-vantages companies may reach in both sales and customer service by being present on the website through a chat. The leading chapter also consists of consumer behavior and customer service within online services, customer’s process of buying decision and how the chat can affect the customer’s decisions. The chat was launched as planned. After the launch we immediately started to shape the chat so it would work more smoothly and serve its purpose in the way we ha planned. The chat is working well but it is still being shaped to meet both our own and the customers’ expectations even better. In the end of the thesis I have come up with suggestions how the chat could be improved.
