Tiivistelmä
Opinnäytetyön aiheena oli tutkia asiakassuhteiden kehitystä digitaalisessa pankkitoiminnassa, tavoitteena selvittää asiakastoiminnan kehitystä.
Tutkimuksella haluttiin saada ajankohtaista tietoa sekä selvittää asiakkaitten ja työntekijöitten ajatuksia pankkialan muutoksista. Tutkimuksella haettiin parempaa ymmärrystä toimeksiantajalle pärjätäkseen kilpailussa digiaikakaudella nyt ja tulevaisuudessa. Opinnäytetyön toimeksiantajana toimii Danske Bank.
Tutkimuksen tarkoitus oli selvittää ja kehittää asiakassuhteita pankkimaailmassa.
Tutkimuksen teoriaosassa tutustuttiin asiakaskokemukseen, sen kehitykseen ja miten
saada lisäarvoa asiakkaille sekä digitalisaation vaikutuksiin ja jatkotutkimuksen ehtoihin. Esiteltiin myös toimeksiantajan tarjoamat digitaaliset palvelut ja maksuvälineet.
Tutkimuksen empiiriseen osaan kuuluva kvalitatiivinen menetelmä toteutettiin kyselylomakkeilla. Tutkimuksen kohderyhmänä olivat Danske Bank asiakkaat ja henkilökunta.
Tutkimuksessa selvisi, että konttorilla asioivat enemmän ikäihmiset, jotka tarvitsevat
apua käyttääkseen monikanavapalveluita. Jatkuvasti kehittyvät maksuvälineet ja sovellukset ovat haasteena. Henkilökohtaisia pankkiasioita hoitaisivat vanhukset mieluiten pankin konttorissa. Koska teknologia mahdollista nopean kehityksen, tarvitaan
henkilökunnalta enemmän digitaalista osaamista sekä asiakaslähtöisempää lähestymistä.
Tutkimuksessa esiin tullut ongelma kohteita on mahdollista ratkaista. Kerättyjen tietojen perusteella toimitettiin pankille kehitysehdotuksia. The topic of the thesis was to study the development of customer relationships in digital banking activities with the objective to determine the development of customer operations. The aim of the study was to obtain up-to-date information and to pinpoint the

sought a better understanding for the Principal to succeed in the competition in the
digital age at present and in the future. The Principal of the Thesis is Danske Bank.
The objective of the study is to determine and develop customer relationships in the
banking world.
The theoretical part of the study examined customer experience, its development and
how to add value to its customers, as well as the effects of digitalisation and proposals for follow-up studies. The digital services and payment instruments provided
by the Principal were also presented.
The qualitative method, which is the empirical part of the study, was implemented with
questionnaires. The target group of the study were the customers and staff of Danske
Bank.
It became evident that the bank offices are mainly used by elderly people who need
help with using multi-channel services. Constantly evolving payment instruments and
applications are a challenge. In office meetings, seniors would prefer to take care of
their own affairs. As technology enables fast developments, the staff needs more digital skills as well as a more customer-oriented approach.
The problems presented in the study are solvable. Based on the collected information, proposals on further development were submitted to the bank.
