Syftet med detta arbete är att utreda de kundserviceanställdas åsikter om sina arbetsverktyg i kommunikationen med kunderna. I arbetet undersöks de anställdas upplevelser om telefon, e-post och chatt samt simultananvändningen av dessa kanaler för att utreda vilka för- och nackdelar som finns och vilka stressituationer som uppkommer gällande dem. Även CRM-systemet på företaget tas upp. Målet är att på basis av undersökningen kunna ge förbättrings- och utvecklingsförslag åt ledningen på MeetingPackage.com. Utgångspunkten för arbetet är teorin om att nöjda anställda ger upphov till nöjda kunder. Eftersom de återkommande kunderna är den viktigaste inkomstkällan för företaget ligger det i dess intresse att kundservicen fungerar så bra som möjligt. Som teoribakgrund används även tidigare forskning om simultananvändningen av olika kundservicekanaler och deras för- och nackdelar, samt teori om vikten av att kunna påverka sina egna arbetsverktyg. Undersökningen görs genom semi-strukturerade intervjuer med fyra anställda som använder de ovan nämnda kanalerna i sitt dagliga arbete. Att respondenterna är så få beror på att teamet är litet, så samplet kan inte utvidgas. Eftersom kundserviceteamet är internationellt görs intervjuerna på engelska och för att undvika språkrelaterade missförstånd delas även intervjuformuläret ut på förhand. Resultatet av undersökningen visar att de anställdas åsikter till stor del överensstämmer med teorin, men med vissa undantag. De mest omtyckta kanalerna är telefon och e-post, och enheten som får mest kritik är CRM-systemet. Den kanalkombination som ger upphov till flest stressituationer är telefonen och chatten, eftersom båda kräver svar direkt. I slutet av arbetet framförs de förbättringsförslag som utgör undersökningens mål. En del viktiga utvecklingsbehov framkommer gällande användningen av CRM-systemet och simultananvändningen av kundservicekanalerna, men även positiva sidor tas upp som bas för framtida beslut gällande kundservicen och dess verktyg. Respondenternas svar påvisar också att situationen för tillfället är överkomlig då vissa förändringar redan har skett på företaget under detta arbetes gång, men att en del processer och arbetssätt behöver förbättras inför framtiden för att underlätta en möjlig övergång till ett större team This thesis examines the customer service employees’ opinions of the tools that they use for communicating with the customers. The text considers the employees’ experiences of phone, e-mail and chat, as well as the simultaneous use of these tools, in order to investigate their pros and cons and the stress factors that arise in using them. The company’s CRM system is also brought up. The aim is to be able to present the management at MeetingPackage.com with improvement and development ideas. The thesis springs from the theory that satisfied employees lead to satisfied customers. Since the recurring customers are the most valuable source of income for the company, it is in the interest of the management that the customer service works as well as possible. The theoretical background consists of previous research on multi-channel customer service, the pros and cons of the channels and the importance of being able to influence your work tools. The research is done as semi-structured interviews with four employees that use the above-mentioned channels in their daily work. As the team is rather small, there are only a few respondents. As the customer service team is international, the interviews are conducted in English, and to avoid language-related misunderstandings, the interview questions are also handed out beforehand. The results show that the employee opinions are largely in line with the theory, with some exceptions. The favorite channels are phone and e-mail, and the unit that is criticized most is the CRM system. The channel combination that causes most stressful situations is phone and chat, as both require a response right away. The improvement ideas that make up the aim of the thesis are presented towards the end. A couple of important development needs are brought up for the CRM and the simultaneous use of the customer service channels, but also positive features are mentioned as a base for future decisions regarding the customer service and its tools. The answers also show that the situation is alright at the moment as some changes have already been made during the writing of this thesis, but that some processes need to be improved for the future to make a possible transition into a larger team easier.
