Tiivistelmä
Tämän opinnäytetyön tarkoituksena oli tehdä narratiivinen kirjallisuuskatsaus (n=21) potilastyötä tekevien henkilöiden asiakaspalveluasenteesta ja sen mittaamisesta. Potilaan ja ammattilaisen vuorovaikutuksessa ammattilaisen asiakaspalveluasenne voi olla hoitosuhdetyöskentelyä estävä tai edistävä tekijä. Asiakaspalveluasenne on tietoinen valinta ja asiakaslähtöisellä asiakaspalvelulla potilastyötä tekevä voi olennaisesti vaikuttaa potilaan palvelukokemukseen. Työn tavoitteena oli laatia kirjallisuuskatsauksen pohjalta strukturoitu kyselylomake, jonka avulla potilastyötä tekevien asiakaspalveluasennetta on mahdollista mitata.
Asenteet ovat monimutkaisia kokonaisuuksia, joiden määrittely ei ole yksinkertaista. Niiden mittaamiseksi on kehitetty useita eri menetelmiä. Tämän opinnäytetyön tuloksena syntyneessä kyselylomakkeessa käytettiin Likertin asteikkoa ja väittämät jaettiin neljään osaan, joista kukin mittaa vastaajan asiakaspalveluasennetta eri näkökulmista. Osat ovat: potilastyötä tekevän oma asennoituminen asiakaspalvelua kohtaan, potilaasta johtuvat tekijät, asiakaspalveluasenteen kehittäminen ja avointen vastausten osa.
Potilaskokemusten selvittäminen terveydenhuollossa alkaa olla nykyisin arkipäivää, mutta potilastyötä tekevien asiakaspalveluasenteesta on vain vähän tietoa. Tämän asenteen selvittäminen on tärkeää, jotta asiakaspalvelun laatua terveydenhuollossa voidaan kehittää. The purpose of this thesis was to compile a narrative literature review (n=21) about the customer service attitude of patient care staff and measurement of customer service attitudes. The customer service attitude of a professional can be a prohibitive or reinforcing factor during an interaction between a patient and a professional. Customer service attitude is a conscious choice and a professional working with a customer-oriented approach can fundamentally affect the customer service experience of the patient. The objective of this thesis was to develop a structured questionnaire based on the literature review. With it, the customer service attitude of patient care staff can be measured.
Defining attitudes is not straightforward, as they are complex entities. Multiple methods have been created to measure them. In this thesis, Likert scale was used in the questionnaire, and its arguments were divided in four parts. Each part measures the respondent’s customer service attitude from different viewpoints. The parts are as follows: the respondent’s own attitude towards customer service, factors related to the patient, improving customer service attitude and a section for open answers.
Collecting customer experiences of patients in healthcare is becoming common practice, but there is little information about the customer service attitudes of staff working in patient care. Investigating these attitudes is important so that the quality of customer service in healthcare can be improved. The client of this thesis is TYKS Heart Centre.
