Tiivistelmä
Tämän opinnäytetyön tavoite on selvittää palvelumuotoilun soveltuvuutta asiakkaan palvelupolun tutkimiseen ja kehittämiseen. Opinnäytetyön tarkoitus on lisätä toimeksiantajaorganisaatiossa Pirkkala-Vesilahti yhteistoiminta-alueella asiakasymmärrystä ja tunnistaa akuutin selkäkipupotilaan palvelupolulla olevia ongelmakohtia palvelumuotoilun eri menetelmiä käyttäen.
Opinnäytetyössä palvelumuotoilun menetelmiksi on valittu asiakkaan palvelupolku, palvelusafari, haastattelu, havainnointi ja service blueprint. Asiakkaan ja henkilökunnan teemahaastattelujen ja palvelusafarin avulla on ilmennetty palvelupolulla hyvin toimivia asioita, mutta myös sujuvan toiminnan esteitä, joiden perusteella on annettu kehittämisehdotuksia toimeksiantajaorganisaatiolle. Opinnäytetyössä kehittämisehdotukset on esitetty taulukkomuodossa.
Palvelumuotoilu on todettu hyväksi menetelmäksi terveydenhuollon toimintojen kartoittamiseen ja kevyempinäkin versioina paikantamaan sujuvan toiminnan esteitä ja nostamaan esille kehittämiskohteita.
Opinnäytetyön perusteella yhteistyöllä, jossa työyhteisön jäsenet tarkastelevat yhdessä tuottamiaan palveluja asiakkaan palvelupolku ja asiakaskokemus huomioiden, on mahdollista parantaa organisaation asiakasymmärrystä ja luoda asiakkaan toiveiden mukainen sekä organisaation liiketoiminnallisten tavoitteiden yhtälönä hyvä ja menestyvä palvelu.
Opinnäytetyö sisältää lisäksi tietoa palvelumuotoilusta, asiakaskokemuksesta, asiakasymmärryksestä ja asiakaslähtöisyydestä sekä fysioterapeutin suoravastaanottotoimintamallista. This thesis discusses the use of service design in healthcare. In service design, different creative and practical design tools and methods are used to improve existing services and to create new ones. The customer-oriented approach is also highlighted.
The objective of this thesis was to find out if service design can be used to examine and develop the customer journey. The purpose of the thesis was to increase customer understanding in the commissioning organization, Pirkkala-Vesilahti collaboration and to identify any issues concerning the customer journey of an acute lower back pain patient by using different service design strategies.
The tools and methods of service design that were chosen to be used in this thesis are customer journey, service safari, interviewing, observation and service blueprint. Some aspects of the customer journey were found practical during the theme interviews conducted both with the employees and with the customers. On the other hand, some obstacles were identified that hinder smooth functioning. Based on the findings, some improvements were proposed to the commissioning organization. The proposed improvements are also presented in this thesis in a chart form.
The use of different service design tools is considered to be a good method to survey the different functions of the healthcare system. In the lighter scale, the service design can also be used to find obstacles to smooth operations and to bring up different areas of improvement.
Based on the findings, the co-operation, in which different members of the working community together evaluate the produced services, leads into better customer understanding and, also into better services that benefit both the customer and the organization's business objectives.
Additionally, the thesis contains information about service design, customer experience, customer insight, customer satisfaction and the direct access model in physiotherapy.
