Tiivistelmä
Työn perustana oli Tampereen yliopiston hakijapalveluissa todettu tarve opiskelijan asiakaspolun selkeyttämisessä palveluntarjoajien näkökulmasta. Tämä linkittyi vahvasti jo aiemmin aloitettuun kehittämisprojektiin liittyen kansainvälisen koulutuksen kehittämiseen. Asiakaspolku nähdään alkavan potentiaalisen asiakkaan ottaessa selvää yliopistosta. Projektin aikana tullaan tarkastelemaan asiakaspolkua siitä hetkestä lähtien, kun asiakas tutustuu yliopistoon aina alumnivaiheeseen saakka. Asiakaspolun määrittämiseen tullaan hyödyntämän palvelumuotoilussa käytettyä Journey Mapping -työkalua, joka tullaan toteuttamaan työpajatyöskentelyssä.
Opinnäytetyössä keskityttiin työpajatyöskentelyn valmisteluun liittyviin vaiheisiin, tarkasteltiin tavoiteltuja hyötyjä sekä eri kohderyhmien (esim. tiedekuntien) sitouttamista työpajatyöskentelyyn, sillä työpajoja ei vielä ehditty toteuttamaan koronakevään takia.
Palvelumuotoilussa ihmiskeskeinen ajattelu on toiminnan lähtökohta ja sen myötä asiakaskokemus nousi yhdeksi tämän työn keskeisiksi teemoiksi. Aineiston keräämiseen käytettiin teemahaastattelua, jolla päästiin tutustumaan opinnäyteongelmiin inhimillisestä näkökulmasta. Opinnäytetyötä varten haastateltiin yhteensä kuutta henkilöä yliopiston eri yksiköistä. Näin saatiin mahdollisimman kattava käsitys työpajojen valmisteluprosessista ja saatiin hyvä kuva asiantuntijoiden näkemyksistä työpajatyöskentelyyn ja eri kohderyhmien sitouttamiseen kehittämistyöhön liittyen.
Varhainen vuoropuhelu ja yhdessä, yhteisen tavoitteen eteen työskentely nähtiin sekä työpajatyöskentelyn valmisteluun liittyen tärkeänä, kuin myös toivottavana lopputuloksena kehittämiseen liittyen. Kehittämisen keskiöissä on ihminen, ja inhimillisyys haluttiin nostaa asiakaskokemuksen fokukseksi. The Admissions Services of Tampere University identified the need to clarify an international student’s customer journey from an administrative prospective. This was strongly linked to a project started earlier in relation to the development of the international degree programmes offered and was the starting point for this thesis.
A customer’s journey begins with a potential customer finding the university. The goal will be to review the path taken by the customer from this early stage up till the alumni stage. Service Design’s Journey Mapping -tool will be used for determining a customer’s path and will be implemented in the workshops. The thesis focused on the steps required to prepare the workshops, examined the benefits sought through the workshops and how to encourage commitment from the various touchpoint groups (e.g. faculties) required for the workshops. This aspect was chosen for the thesis as the workshops were not held as planned in spring 2020 due to the Covid-19 crisis.
Human-centered thinking is a central element of Service Design. As a result, the customer experience emerges as one of the key elements. For the purpose of gathering material for this thesis, semi-structed interviews were conducted allowing the scrutiny of questions from a human perspective. Six experts from different departments were interviewed in order to provide a comprehensive view of the issues in relation to the preparation of workshops, their views on the actual workshops and to gain insight on promoting commitment of different groups to development of central processes.
Early dialogue and working together for a common goal were seen to be important and desirable outcomes in preparation for the workshops as well as a result of the workshops. A a human being at the centre of development, and humanity must be elevated to the focus of customer experience.
